Active listening and empathy
How to truly hear a passenger's concern before jumping to a solution.
Active listening means giving full attention, not interrupting, and reflecting back what you heard ('So you're worried your connection is too tight, is that right?') before offering a solution.
Empathy is acknowledging a passenger's feelings as valid, even when you can't change the situation — 'I understand this is frustrating' costs nothing and defuses a lot of tension.
Listening well often reveals the real concern behind a complaint, which is sometimes different from what was said first.
