Handling complaints and service recovery
A simple framework for turning a service failure into a positive outcome.
A common service-recovery approach is: acknowledge the issue, apologise sincerely, act to fix what can be fixed, and follow up to confirm the passenger is satisfied.
Defensiveness makes complaints worse. Even when a passenger is factually wrong, starting with empathy before correcting the record keeps the conversation constructive.
Not every complaint can be fully resolved in the air — knowing what is within your authority to offer, and being honest about what isn't, builds trust.
